The Context

As the Product Design Lead for a software development agency, I was tasked with spearheading the digital transformation of the loan application process for a rapidly growing business loan provider.

The existing manual application process of email and phone interactions needed to be more efficient and required an innovative solution to streamline customer interactions and reduce processing time. Facing challenges such as a tight timeline, limited user access, and a client unfamiliar with product design methodologies, I led the design of a user-centric digital journey that would elevate customer satisfaction and operational efficiency.

Goals and Tasks

The tasks at hand were multi-faceted:

Delving Deep:

  • Dive into the borrowers’ needs, pain points, and goals.
  • Untangle the web of interactions between applicants, brokers, and the company.

Crafting a User-Centric Journey:

  •  Develop an intuitive digital journey that redefines the loan application process.
  • Ensure the customer-facing interface is user-friendly and efficient and fosters smooth communication with the lender.

Metrics and Prototyping:

  • Identify key metrics to gauge business growth and user engagement.
  • Create a robust prototype for iterative testing, setting the stage for continuous improvement.

Actions

Discovery and Alignment:

To address the challenges of limited user access and an inexperienced client, I initiated a series of discovery workshops. Bringing together client stakeholders, my design team, and the development squad, we aimed to:

  • Share insights and align perspectives.
  • Introduce the client to design methodologies, creating a common understanding.
  • Develop a comprehensive service blueprint and user journey map to illuminate the process.

User-Centered Insights:

I conducted competitor research and analysed borrower pain points and desires. Leveraging insights from competitors' offerings and user feedback, we ideated solutions through a design workshop. Key solutions included:

  • Progress indicators for user guidance and transparency.
  • Visual examples and document information for clarity.
  • Comparative features to help borrowers understand their options.

From Blueprint to Reality:

I transformed sketches from the design workshop into a realistic Axure prototype, matching the style to the company's brand guidelines. Iterative feedback sessions allowed us to refine the design, ultimately addressing critical pain points:

  • Filtering ineligible applications early in the process.
  • Offering a step-by-step process with a progress-saving feature.
  • Providing clear loan options and transparent quotes.
  • Streamlining documentation submission through an organised system.

Seamless Design and Development:

I collaborated closely with the development team throughout the process. They participated in discovery, ensuring technical feasibility. I led the design team in building a comprehensive design system and delivering a fully responsive website. Collaborative efforts included:

  • Colour contrast checks and optimal messaging for input fields.
  • Writing user-focused text for the entire process, ensuring clarity.
  • Standardising font styles for performance and accessibility.

Results

Learning and Growth:

By relying on customer success specialists and competitor analysis, we created an experience map that guided our design process and instilled confidence in our direction.

A Streamlined Output:

Our efforts culminated in an evolved UI flow that reimagined the borrower's journey, seamlessly incorporating open banking and transparent communication.

Tangible Impact:

The results-oriented approach yielded promising outcomes:

  • The prototype allowed us to gather qualitative feedback.
  • Though awaiting specific metrics, the design interventions are ready to enhance borrower engagement and propel the application process towards greater efficiency.
